Customer experience across channels is the overall impression formed through a customer’s interactions with a brand, including discovery, research, purchase, delivery, support and retention. A strong experience is coherent and useful even when customers switch between channels.
Map the journey #
- Identify key customer segments and their goals.
- Map stages from awareness through evaluation, purchase, use and renewal.
- List touchpoints such as search, ads, website, store, email, messaging, sales and support.
- Record customer questions, emotions, friction, handoffs and expected outcomes.
- Use analytics, interviews, surveys, reviews and service data to validate the map.
Principles for consistency #
- Message consistency: claims, prices, policies and product information should not conflict.
- Continuity: avoid asking customers to repeat information unnecessarily when it can be appropriately carried forward.
- Accessibility: provide usable experiences across devices and customer abilities.
- Timely support: clarify response expectations and escalation paths.
- Privacy and control: respect consent, preferences and data minimisation.
Example #
A customer discovers a service through search, reads a comparison page, books a consultation and later contacts support. A coherent experience ensures the consultation details are available to authorised staff, the offer is consistent and the customer knows the next step—without collecting unnecessary information.
Metrics #
Measure task completion, conversion, abandonment, repeat contacts, response time, satisfaction, complaints, retention and resolution quality. Combine quantitative data with qualitative feedback to understand why friction occurs.
Prioritise improvements #
Rank issues by customer impact, frequency, business value and implementation effort. Fix broken or confusing transitions before adding more channels. Test improvements and verify that they help the whole journey rather than moving friction elsewhere.
