# Chatbots and Conversational Marketing

**Conversational marketing** uses interactive exchanges—through chat, messaging or voice—to help people find information, assess options and reach the right next step. A chatbot may follow predefined rules, use language models or combine both approaches.

## Suitable use cases

- Answering common questions from an approved knowledge base.
- Helping visitors navigate products, services or support content.
- Collecting limited information needed to route an enquiry.
- Booking or changing appointments when securely integrated.
- Handing complex questions to a human team.

## Designing the conversation

Start by defining the user's task and the bot's scope. Make it clear that the visitor is interacting with an automated system. Ask only for information needed to complete the task, explain the next step, and provide easy options to restart, leave or contact a person. Keep responses concise and avoid forcing users through a rigid flow when their request does not fit.

## Knowledge and integration

Use maintained, approved source content and define how the bot responds when information is missing or conflicting. Integrations with CRM, booking or support systems require access controls, secure handling and testing. Do not expose account data or perform sensitive actions without suitable authentication and authorization.

## Human escalation and safety

Set clear escalation triggers for low confidence, complaints, sensitive matters and repeated failure. Pass relevant conversation context to the human agent where appropriate and permitted. Test for misleading answers, prompt manipulation, privacy leaks, accessibility barriers and unsupported promises.

## Metrics

Measure task completion, successful resolution, escalation rate, time to resolution, customer satisfaction and repeat contacts. A high containment rate is not success if people are trapped in a conversation that fails to solve their problem.

## Key takeaway

Good chatbots solve bounded problems transparently and make human help easy to reach. Design around customer outcomes, not around maximizing the number of conversations handled automatically.
